When Should an AI Voice Agent Transfer a Call to a Human?
Human handoff is a core part of a responsible voice-agent design, not a failure. The objective is to recognize when automation no longer has sufficient authority, information, confidence, or judgment and transfer the conversation with useful context.
Should a customer always be able to request a person?
Businesses should define a clear response to direct human requests. Availability may depend on hours and staffing, but the agent should not trap a caller in a loop or pretend to be a human.
What does low confidence mean?
Low confidence can arise from unclear audio, conflicting information, repeated misunderstanding, uncertain identity, ambiguous intent, or missing knowledge. Rephrasing once may help; repeated failure should trigger an alternate path.
Which complaints need escalation?
Threats, legal disputes, discrimination allegations, safety issues, fraud, exceptional refunds, public-relations risk, severe dissatisfaction, and cases outside approved resolution authority should reach trained staff.
What about sensitive or regulated topics?
Medical, legal, financial, insurance, employment, and eligibility decisions require explicit boundaries. The agent can support administrative intake but should not replace licensed or accountable judgment.
How are emergencies handled?
The deployment must define approved emergency language and routing appropriate to the business and country. An AI agent should not improvise emergency advice or represent itself as an emergency service.
What happens when a tool fails?
If the CRM, calendar, payment, or operational system does not return a valid result, the agent should avoid claiming success. It can retry under policy, offer another path, create a task, or transfer.
What context should the human receive?
Provide the transcript or summary, intent, caller details under policy, collected answers, actions attempted, tool responses, sentiment signal if used, and the exact escalation reason.
Can a handoff happen after hours?
If live staff are unavailable, the agent can explain the next step, collect minimum necessary information, create a prioritized task, and arrange an approved callback or message. It should not promise an exact response time unless the business supports it.
How is handoff quality measured?
Track transfer reason, successful connection, repeat-information rate, resolution, abandonment, time to human, after-hours task completion, and whether the original automation rule should be improved.
